What is Average handle time?

Definition

Average handle time is talk time plus hold time plus after-call work, divided by calls handled. It is the standard measure of how long a contact costs, and the standard target for optimisation efforts that should usually be aimed somewhere else.
The three STIR/SHAKEN attestation levels, which underpin how average handle time behaves in practice: A asserts both that the carrier knows the customer and that the customer may use the calling number, B asserts the customer only, and C asserts neither. A shared number pool can reach B at best, which is why number ownership keeps recurring in these definitions.

In practice

How average handle time actually works

AHT is a cost metric being used as a quality one. Driving it down without watching resolution simply moves the work: shorter calls produce more repeat calls, and the second contact costs everything the first one saved.

Read it against first-contact resolution. Rising resolution with rising AHT is usually a good trade; falling AHT with falling resolution never is.

Wrap time is the part most often addressable without harming the conversation — disposition codes that write back automatically, transcripts that attach themselves, follow-ups created by the outcome rather than typed by hand.

AHT also varies more by contact type than by agent, which is why ranking agents on it is usually unfair. A team handling billing disputes and password resets will show a two-minute spread that reflects the queue mix rather than skill, and segmenting by reason code before comparing people is the minimum honest treatment.

Worked example

Talk 4:10, hold 0:35, wrap 0:55 gives an AHT of 5:40. Cutting wrap to 20 seconds saves 35 seconds a call without touching the conversation.

What counts towards average handle time?
Talk time, hold time and after-call work. Time spent waiting for a call does not; that belongs to occupancy.
Is a lower AHT always better?
No. Below a certain point shorter calls mean unresolved calls, and the repeat contact costs more than the saving. Watch it alongside first-contact resolution or it will mislead you.
How do you reduce AHT safely?
Attack wrap time and hold time before talk time. Automating notes, dispositions and follow-up tasks shortens the call without shortening the conversation.
