How occupancy actually works
Formula: occupancy = (talk time + after-call work) ÷ logged-in time × 100.
Most centres target 80–85%. High occupancy looks efficient on a dashboard and produces longer handle times, more errors, and higher attrition within a quarter.
Occupancy and service level trade against each other: keeping queue waits short requires idle capacity by definition.
Occupancy is also the metric most easily gamed by changing what counts as available. Excluding wrap, or counting training as unavailable, moves the number without changing anyone's day. Agree the definition before the target, and publish it alongside the figure, or the trend line means nothing.
