What is Call queue?

Definition

A call queue holds inbound callers in arrival order and hands each to the next available agent. Unlike a hunt group it keeps callers waiting rather than dropping them when everyone is busy, and it produces the wait-time data every inbound metric depends on.
The three STIR/SHAKEN attestation levels, which underpin how call queue behaves in practice: A asserts both that the carrier knows the customer and that the customer may use the calling number, B asserts the customer only, and C asserts neither. A shared number pool can reach B at best, which is why number ownership keeps recurring in these definitions.

How call queue actually works

The distribution rule decides who gets the next call: longest idle, strict rotation, skills-first, or everyone at once. Fairness and speed pull against each other, and the right choice depends on whether your agents are genuinely interchangeable.

What a caller hears while waiting matters more than most teams assume. An honest wait estimate reduces abandonment; an optimistic one increases it, along with complaints.

A callback option is the single most effective change available to a queue with an abandonment problem: the caller keeps their place and hangs up, and the system calls them when an agent frees.

Queue design also decides what your metrics can tell you. A queue that dumps callers to voicemail after thirty seconds will post an excellent abandonment rate and a terrible customer experience, because the callers who gave up were never counted as waiting. Where the caller exits is as important as how fast they were answered.

Worked example

A queue offering callback past a two-minute wait typically converts a large share of would-be abandons into answered conversations — provided the callback is honoured on the first attempt, which is the part to measure.

How long should callers wait in a queue?
Set the target from what your callers tolerate, not from a convention. Most service lines aim to answer 80% of calls within 20 seconds; what matters more is the tail, because that is where abandonment lives.
Does hold music reduce abandonment?
Less than accurate information does. Position in queue or an honest wait estimate keeps people waiting longer than music alone, provided the estimate turns out to be true.
What is a callback queue?
A queue that offers to ring the caller back rather than keep them holding, preserving their place in line. It converts hold time into an outbound call at the moment an agent is free.
